How to hand over from AI to a human agent without losing the customer

Human handover Best practice AI support
Automation can answer the routine questions, but some conversations need a person. The moment of handover is where customers decide whether your support is good or frustrating. This guide covers when to hand over, what to pass on, and how to set expectations.
Why handover deserves design
A customer who has to repeat themselves after being passed to an agent feels ignored. A customer who is stuck with an assistant that cannot help feels trapped. A good handover avoids both: the assistant helps while it can, and a person takes over with the full context when it should.
Decide when the assistant should step aside
Write down your triggers before you switch automation on. Common ones include:
- The customer asks for a person, in any wording. Always honour this.
- The topic is sensitive, such as complaints, billing disputes, safety or anything involving money.
- The assistant has no answer in your knowledge, or the customer repeats the same question.
- The customer sounds frustrated or the conversation is going in circles.
- A step needs a decision, a refund or an exception that only your team can approve.
Pass on the whole conversation
The agent should see the full history, what the assistant already tried, and any details the customer gave. Nothing is worse than starting again with "How can I help?" Your shared inbox should show the thread, the customer's details and any open ticket in one place.
Set expectations in the message
Tell the customer what is happening and what to expect. A short, honest message works well:
I am passing you to a member of our team, who can see our conversation. They will reply here as soon as they can.
If your team is only available at certain hours, say so, and say when the customer can expect an answer.
Keep the assistant humble
- Answer only from knowledge you have approved. If it is not in your knowledge, hand over instead of guessing.
- Say clearly that it is an automated assistant where that matters to the customer.
- Offer a way to reach a person at any point, not only after several failed attempts.
Measure and improve
Review handed-over conversations regularly. Each one shows a gap: a missing article, an unclear menu, or a workflow that needs a new step. Add what is missing, and the next customer with the same question gets an answer without waiting.
A simple checklist
- List the situations that always need a person.
- Make asking for a human instant and easy.
- Make sure agents see the full history on handover.
- Tell the customer what happens next.
- Review handovers weekly and fill the gaps in your knowledge.
